It is part of the operational decision. When people do not know what changed, why it changed, who owns the next step, or what they are expected to do differently, even a smart strategy can arrive on the front line as confusion.

That matters anywhere the experience depends on people: attractions, hotels, restaurants, entertainment venues, public service, and growing brands. Guests rarely see the email, briefing, talking points, manager toolkit, or shift huddle behind an experience. They do, however, feel whether the team received useful information.

Communication is sometimes treated as the department that makes things sound polished. Good communication can absolutely make a message clearer. But clarity is not decoration. In an operation, clarity changes behavior.

If a message matters to the operation, delivery is not complete until the team can use it.

Sent is not the same as understood

One of the easiest traps in organizational communication is measuring completion by distribution. The email went out. The deck was shared. The talking points were posted. The box is checked.

But employees do not experience communication as a send button. They experience it as a set of questions: What does this mean for me? What changes today? What do I tell a guest? What happens when the normal process does not work? Who can answer the question my manager cannot?

If those questions remain unanswered, the organization has distributed information without creating understanding.

This is especially important in frontline environments because employees often have very little time to interpret corporate language. They may be serving guests, opening a venue, turning rooms, preparing food, solving a service issue, or moving between priorities. The message has to survive contact with the work.

Translate strategy into behavior

Leaders naturally think in strategy: objectives, priorities, positioning, financial impact, timelines. Frontline teams need enough of that context to understand the why, but they also need translation into observable behavior.

A useful communication should make it easier to answer three things: What is changing? What do I do differently? What should the guest or customer experience because of it?

That final question is where internal communication and guest experience meet. A new brand promise, service standard, promotion, policy, technology, or operating model is only as real as the behavior it creates.

Context → Action → Experience

Explain why the change matters. Define what people should do. Connect the behavior to the experience the organization is trying to create.

Managers should not have to reverse-engineer the message

Managers are often the most trusted translation layer inside an organization. That makes them incredibly important, but it can also make them an accidental bottleneck.

If leaders receive a broad announcement with no practical guidance, every manager has to interpret it independently. One location emphasizes one detail. Another manager fills a gap differently. A third avoids the topic because they are not confident they understand it. Suddenly, one organizational decision has become five versions of reality.

Manager communication should make leadership easier, not add another decoding assignment. Give managers the key message, the reason behind it, the likely questions, the decisions they can make locally, and a clear escalation path for what they cannot answer.

Consistency does not require robotic scripts. It requires a shared understanding of the promise and the boundaries.

Build communication around the moment of use

Not every message belongs in an email, and not every employee lives in an inbox.

The channel should match the work. A policy that changes tomorrow may need a manager briefing and a simple reference tool. A service behavior may be better reinforced in a pre-shift huddle. A complex change may need a short explanation first, followed by training and an easy place to find the details later.

Good internal communication asks not only, “Where can we publish this?” but, “When will someone need this information, and what format will help them use it?”

That is an experience-design question. We are designing the employee’s path to understanding just as intentionally as we would design a guest’s path to a destination.

Close the feedback loop

Communication should not only travel downward. Frontline teams often discover the friction first because they are closest to the guest and closest to the process.

When the same question keeps appearing, that is useful data. When guests repeatedly misunderstand a new policy, that is useful data. When managers need a workaround nobody anticipated, that is useful data.

A mature communication system has a return route. It gives employees and leaders a way to surface what is unclear, then uses that information to improve the message, the process, or sometimes the original decision.

This is where communication becomes operational intelligence rather than simply distribution.

Clarity is part of employee experience

People do better work when they know what is expected of them and have enough context to make good decisions. Constant ambiguity creates a tax: employees spend energy hunting for answers, checking rumors, asking multiple leaders, or hesitating because they are afraid of acting on outdated information.

Clear communication does not eliminate change or make every decision popular. It does something more realistic: it respects people enough to tell them what is happening, explain what can be explained, and give them a useful next step.

That respect matters. In Chasing Magic: How Experience Changes Lives and Shapes Leaders, I return often to the idea that the experience behind the scenes shapes what people can create for others. Communication is one of those backstage systems.

Audit the message before you send it

Can someone quickly explain what is changing and why?

Is the expected behavior clear enough to act on?

Do managers have what they need to answer predictable questions?

Does the channel fit the way the audience actually works?

Is there a clear source of truth if details change?

Can questions and frontline feedback travel back to the decision-makers?

None of that requires turning every announcement into a campaign. It requires treating communication as part of execution.

The message is finished when the work gets clearer

A beautifully written announcement that leaves the operation guessing is not finished. A plainspoken briefing that helps a team move with confidence may be far more valuable.

Strategy becomes experience through people. People need context, clarity, and a usable next step. That makes internal communication more than a support function. It is part of how an organization operates.

Before the next important message goes out, ask one more question: will the people receiving this know what to do with it?

Explore more practical ideas about leadership, operations, culture, and guest experience in Chasing Magic Insights, or learn about consulting and workshops.

Sending the message is not the finish line.
